01.Who your reply is really for
A bad review is public, and so is your reply. Future customers read both.
So your reply is really written for them, not just the reviewer. The goal is to look calm, fair and easy to deal with.
02.The 4-step method
Every good reply to a negative review does the same four things, in this order.
- Step 1
Thank them by name
It shows a real person read it.
- Step 2
Apologise for the experience
Not for every claim. “I'm sorry your visit felt rushed” acknowledges how they felt without admitting facts you haven't checked.
- Step 3
Add one line of context
Only if it helps. Keep it short and factual. Never argue.
- Step 4
Take it offline
Give a name and a direct phone number or email so you can fix it privately.
Here's what that looks like on a real-style review. Each numbered part matches a step.
Jordan P.
Waited 40 minutes past my appointment time and nobody said a word.
Response from the owner
Hi Jordan, thank you for telling us.1 I'm sorry you waited longer than expected.2 That's not the experience we want for anyone.3 Please call me at [phone] so I can hear what happened and make it right.4
Anatomy of the reply
- 1 Thank them by name
- 2 Apologise for the experience
- 3 One line of context
- 4 Take it offline
03.Before and after
The same review, two replies. The first is the kind owners write when they're upset. The second follows the method.
Sam R.
Final bill was a lot higher than I expected.
Before
Response from the owner
We clearly explained all our prices before starting. Maybe read the estimate next time.
After
Response from the owner
Hi Sam, thanks for the honest feedback. We try to be upfront about pricing, and I'm sorry it felt unclear. I'd be glad to walk through the costs with you. Reach me at [phone].
You're not trying to win the argument. You're showing the next customer what it's like to deal with you.
04.Do and don't
Do
- Use their first name
- Apologise for how the visit felt
- Give a named person and a direct contact
- Keep it to three or four sentences
Don't
- Reply while you're angry. Wait an hour.
- Share private details (appointments, invoices, health info)
- Copy-paste the same reply everywhere. It looks automated.
- Argue about the facts in public

07.Questions, answered
Should I reply to every negative review?
We recommend it. A calm, short reply shows future customers how you handle problems, which is usually what they're looking for when they read a bad review.
How quickly should I reply?
As soon as you can reply calmly. Waiting an hour to cool off is better than replying angry. ReplyDesk drafts replies within 24 hours of a review appearing.
Can I get a negative review removed?
You can flag a review you believe breaks Google's policies from your Google Business Profile. Google decides whether it comes down. A disagreement about your service usually isn't enough, so plan to reply either way.
Can I offer a discount or refund in my reply?
Don't offer discounts in exchange for changing or removing a review. If you want to make something right, invite them to contact you privately and sort it out there.
What if I can't find them as a customer?
Say so politely and give a way to reach you: “We couldn't find your visit in our records. Please contact us at [phone] so we can look into it.” Don't accuse them of lying.
